Evolving CRM into CEM

Another enjoyable and thought-provoking session last night at IBM South Bank, courtesy of Professor Merlin Stone. John Davis of Gartner presented on Customer Experience, and had some interesting things to say about how and why CRM has failed in the retail sphere, and how CRM is (or is not) metamorphosing into CEM (Customer Experience Management).
